Customer Feedback Synthesis — January through April

The Headline

"Fine but forgettable."

This exact phrase appeared in 3 separate months of feedback from different customers. It's not a coincidence. It's the diagnosis.

Theme 1: Nobody Remembers the Program Exists

  • "Honestly forgot I was a member until you emailed me this survey"
  • "I have the app somewhere on my phone"
  • "I always forget to scan my app"
  • Customers are members on paper. Not in practice.

Theme 2: The Tiers Mean Nothing

  • "What's an Explorer? Am I supposed to care?"
  • "I've been coming here a year and I'm still a Trailblazer. What does that even mean?"
  • "Is there any reason to hit the higher tiers?"
  • Baristas can't even explain the tiers when asked. If your own staff can't sell it, customers won't care.

Theme 3: No Personality — Feels Generic

  • "Generic. Could be any coffee chain."
  • "This program has no personality. It's just points."
  • "The program doesn't feel like Basecamp. It feels like corporate stuff."
  • The killer quote from April: "Your coffee has personality. Your rewards program doesn't. Fix that and you'd have something."

People LOVE Basecamp Coffee. NPS of 67 overall vs. 12 for the rewards program. The brand is strong — the program just doesn't feel like it belongs to the brand.

Theme 4: Customers Want to Feel Known

  • "I don't feel like a valued customer, I feel like a transaction"
  • "I've been coming here 2 years but the app treats me like a stranger"
  • "People light up when we ask about their coffee preferences but the app doesn't capture any of that"
  • "What if you helped people find their signature drink?"
  • Dutch Bros gets mentioned positively for remembering names. We get mentioned for having good coffee — but the program doesn't extend that warmth.

Theme 5: Promotions Get Short-Term Bumps, Nothing Sticks

  • Valentine's Day double points: 23% spike, back to normal the next day
  • Every promotion drives a temporary lift with zero lasting behavioral change
  • The problem isn't awareness — it's that there's nothing compelling to come back for

Satisfaction Trend (4 months)

Month Very Satisfied Neutral Dissatisfied+
January 12% 41% 13%
February 10% 44% 15%
March 8% 47% 16%
April 7% 48% 18%

Slowly getting worse every month.

The Real Problem

People love Basecamp Coffee. They don't love (or even remember) Basecamp Rewards.

The program is transactional. Basecamp's brand is relational.

That's the gap we need to close.
